Bad reviews: how to answer them properly

The structure of a reply to a bad Google Maps review

Also available in: Tiếng Việt

Your reply under a one-star review gets read by more people than the review itself, because anyone considering the venue reads both. Which means you are not writing for the person who complained — you are writing for the person reading.

A four-line structure

Line 1 — thank them and accept the part that is yours. Not "we are sorry about your experience", but something specific: "Making you wait 40 minutes was our mistake."

Line 2 — a short explanation, not an excuse. One sentence. "The kitchen was short-staffed that day and we did not warn you in advance."

Line 3 — what you have done or will do, specifically. "From this week we tell people the expected wait when they are seated." This is the line the reader cares about most.

Line 4 — invite them back, with no conditions. Not "if you amend your review".

Four lines, under 80 words. A longer reply looks like an argument.

Three replies that make it worse

Arguing about the facts. "We checked the cameras and you waited 25 minutes." Even when you are right, the reader sees a business arguing with a customer.

Pasting one template under every review. Readers spot it immediately, and it says you read none of them.

Offering something in exchange for deleting the review. It breaches Google's policies and it is the worst possible thing to be screenshotted.

When not to reply

When the review is clearly from somebody who never visited, or is abusive. Report it to Google through their process and do not reply publicly.

And when you are angry. Wait a day.

How many to answer

Answer all one and two star reviews. Answer some three star reviews, prioritising those that name a specific problem. Answer five star reviews briefly, and you do not need to answer them all.

To know which themes to prepare answers for, count the themes across 200 reviews with Google Maps reviews — 15 credits, runs in the background. See grouping reviews into themes.

Learning from how competitors reply

Run the tool for your nearest competitor and read how they answer bad reviews. You learn two things: which sentences sound convincing, and which mistakes they are making that you can avoid.

Frequently asked questions

Does replying affect ranking? No official source confirms a specific weighting. The real reason to reply is that people considering you will read it.

Should I ask a customer to amend a review? Do not ask in the public reply. If you resolved it privately and they choose to amend it themselves, that is their decision.

How quickly should I reply? Within a few days. A reply three months later looks like nobody is watching.
